Na een gedisciplineerd proces in vijf stappen identificeerden de leiders 29 mogelijkheden voor verbetering binnen een totaal van 117 oproepen van leden die echt ontevreden waren. Maar toen ze zich realiseerden dat slechts vier kwesties &#8211; hulp bij het vinden van een tandarts, vragen over tandheelkundige behandelingen, vragen over tandheelkundige verzekeringsvoordelen en verwarring over het claimproces &#8211; 60% van alle ontevreden telefoontjes en hoge inspanningen vertegenwoordigden, wisten de leiders dat ze snel aanzienlijke FCR- en tevredenheidsverbeteringen konden doorvoeren door zich eerst op die kwesties te richten.
